Helpdesks are contact centers with a badge. Same realtime path, same tools, quieter branding. Employees should not wait in a 40-minute queue for a VPN reset.

Identity is the first tool call, not a trivia quiz. If SSO can assert who they are, the agent should not ask them to spell the cost center.

Common fixes — reset, unlock, “have you tried the other VPN” — close on the call. The ticket exists so L2 is not guessing later.

Ugly issues (outage, access that needs a human) transfer warm. The engineer sees the steps already tried.

The hub is the night and weekend log for IT, not a separate product. Same wallet, same agent brain, different voice.
